When a competitor exited the market, this business saw demand rise sharply almost overnight. From the outside, it looked ready for it: a working digital channel, real operational maturity, growth apparently under control. Over several visits across two to three months, we studied how the operation actually ran, not how it was assumed to run. One routine step in the transaction flow, repeated all day, carried a cost no report captured. No one questioned it, because it worked.
